How do you keep an AI agent in customer service under control?
Treat the AI agent like any production system. Change it only through versioned releases, give it a written procedure for each kind of request, let it act only through tools the platform authorizes call by call, and keep evidence of every step. Customers should be able to reach a person at any time, with the history passed along.
Ways to put an AI agent in front of customers
| Approach | What decides each action | How changes go live | Evidence behind an answer |
|---|---|---|---|
| A prompt-only chatbot | The model, from its instructions | Edit the prompt, often live at once | Usually the transcript alone |
| A scripted flow or bot builder | The script, one fixed path at a time | Published flows, depending on the tool | The path taken through the script |
| A model with direct access to your systems | The model calls your systems itself | Depends on how the integration was built | Whatever the integration logs |
| UWXP Studio | The model proposes; procedures and policy decide; the platform makes every call | Draft, published and executable versions; the runtime never runs a draft | An ordered record of the procedure, tools, policy decisions and response checks for each run |

When it fits
Your AI agent will look up or change customer records, works under regulation or written policy, or must show an auditor, a regulator or a complaints team why it said what it said.
When it doesn’t
You only need an assistant that answers from public help pages and never touches a customer record.
How Totalix does it
UWXP, the Upstream Works AI experience layer, runs customer-facing AI agents through governed releases in UWXP Studio. Each agent follows standard operating procedures drawn as flowcharts; a tool is used only once it is switched on, and the platform checks every tool request against policy before calling your system, showing the AI only the fields you allow. Answers come from versioned knowledge, every run keeps its evidence, and customers can reach a person at any time with the history passed along. See UWXP Studio in a demo.

Questions buyers ask
Why not let the model call our systems directly?
Because the model then decides what runs. In UWXP the model can only ask: the platform checks each request against policy, reads the credential itself and makes the call, and refuses the request if the tool is switched off or not permitted. Credentials never pass through the model.
How do we stop an AI agent changing a record by mistake?
Put the action behind a procedure. An SOP can test conditions before it acts and pause at an approval step until a person agrees, and a request that creates something is sent only once, even if a step is retried.
Can we test an AI agent before customers see it?
Yes. The UWXP Studio test console runs a version of the agent and shows, turn by turn, which procedure ran, which tools were called, the policy decisions and whether the response passed validation. Nothing reaches customers until you make a version executable.
What should an AI agent say when it doesn’t know?
What you instruct it to. A sound rule, and the one in Upstream Works demonstrations: say it isn’t certain rather than guess, never claim to be human, and say a request has been recorded, not done, when a person still has to act on it.
Where does this fit with failure demand?
Governed agents resolve the routine requests that repeat contacts are made of, such as status checks and rebooking requests, and the evidence shows which causes keep coming back. See the failure demand guide for the wider method.
