Travel & Hospitality
When plans change, your team stays ahead.
One workspace, AI guidance and on-demand video service for airlines, airports, hotels and cruise lines — built for the disruption day, not just the blue-sky day.
How does Upstream Works help travel & hospitality organizations?
Upstream Works gives travel and hospitality teams one agent workspace with AI guidance and the right knowledge, on the contact-center platform they already run, plus AgentNow: a live agent on the passenger's or guest's own phone from a QR code at the gate, kiosk or lobby. United Airlines runs it as Agent on Demand across its network.
For airlines, airports, hotel groups, cruise lines and rail operators: the VP of customer centers or head of customer care, with the CIO or chief digital officer who owns the Cisco, Amazon Connect or Salesforce estate.
The pressure on travel & hospitality.
Record passengers, record disruption, thinner margins. IATA expects 5.2 billion passengers in 2026 on a 3.9% net margin — about $7.90 of profit per passenger — with labor now the largest cost line (IATA, December 2025). In the US, 2025 on-time arrivals fell to 76.3%, with more than 118,000 cancellations across the ten largest carriers (PIRG via ConsumerAffairs). Every one of those events becomes a queue at a gate, a call to a reservations center and a message to a hotel front desk.
The rules are tightening on both sides of the Atlantic. The FAA Reauthorization Act requires US airlines to offer 24/7 access to live customer-service agents and triples the maximum DOT penalty to $75,000 per violation; automatic refunds must be issued within seven business days (DOT rulemaking summary). In Europe, Regulation (EU) 2026/2202 applies from 23 October 2027: reimbursement within 7 days, rerouting within 3 hours or the passenger self-books at up to 400% of fare, claims decided within 30 days and a formal complaints process (Burges Salmon). The UK Civil Aviation Bill, now before the Commons, would give the CAA direct fining powers of up to £300,000 or 10% of worldwide turnover (Burges Salmon).
Self-service does not absorb the disruption day. Only 14% of customer issues are fully resolved in self-service, and 73% of customers try it first — so the hard cases land on an agent already (Gartner via CX Today). Airlines know it: 83% already use AI in operations and passenger service, but 49% say data integration is the main barrier (SITA Air Transport IT Insights 2025). Hotels face the same squeeze: 76% report staffing shortages (AHLA via Hospitality Net), while 85% plan to put at least 5% of IT budget into AI (Canary, March 2026).
And the platform clock is running: Cisco UCCE and PCCE 12.5 and 12.6 reach end-of-support on 31 December 2027 (Cisco end-of-life notice) — the estate many carriers run their reservations centers on.

Where it fits in travel & hospitality.
The platform comes in five editions and four deployment models; the edition that leads in this sector comes first. UWXP, UW Knowledge & Assist, UW Insights and AgentNow run inside every edition or on their own.
Totalix for Cisco
Airlines and airport operators overwhelmingly run Cisco Finesse on UCCE, PCCE or WCCE, or Webex Contact Center. Totalix adds the modern workspace without touching routing, and carries the estate past the December 2027 end-of-support date.
Totalix Mobile
The same workspace on a phone or tablet for gate, ramp, front-desk and ship-board staff who never sit at a desk.
Totalix for Amazon Connect and Totalix Embedded
A native edition for carriers on Amazon Connect, and the workspace inside Salesforce Service Cloud, ServiceNow or Dynamics for teams that live in the CRM.
UWXP
Autonomous handling of rebooking status, refund status and passenger-rights checks, with an escalation path that keeps a person in the loop on the disruption day. It runs beside Agentforce or an existing bot rather than replacing it — UWXP’s Coexist stage.
UW Knowledge & Assist
Irregular-operations policy, fare rules and passenger-rights timelines surfaced inside the interaction; the same governed content serves an employee help center for ramp and operations teams and a passenger claims portal with secure forms.
UW Insights
Disruption-day dashboards: queue by touchpoint, first-contact resolution, satisfaction by airport, claim aging against the 30-day clock.
AgentNow
The headline capability for this sector: QR-to-agent at gates, kiosks, hotel lobbies and cruise terminals, by video, voice or chat, with no app download.

United Airlines — Agent on Demand
Passengers scan a QR code at the gate or information desk and reach a United agent by video, voice or chat, with no app. The service was designed for high-stress irregular operations such as delays and cancellations.
“United Airlines is seeing great success with servicing customers that are on-the-go and in potentially highly stressful situations and needing face-to-face service.”

Upstream Works is ISO 27001:2022, SOC 2 and HIPAA compliant. AgentNow is browser-based, with no passenger app or download, and data residency follows the deployment model you choose.
Questions travel & hospitality buyers ask first.
The questions travel & hospitality buyers ask us first, answered the way we answer them on a call.
What must airlines do under the new EU261 rules from October 2027?
Reimburse within 7 days, reroute within 3 hours or let the passenger self-book at up to 400% of fare, decide claims within 30 days and run a formal complaints process. Upstream Works puts those clocks in the agent workspace and the claims form in the self-service portal.
Does the US DOT require airlines to offer live agents 24/7?
Yes, under the FAA Reauthorization Act of 2024. AgentNow extends live-agent access to the airport floor and the passenger’s own phone.
How do airports give passengers a live agent without staffing every desk?
A QR code at the gate, kiosk or lobby opens a video, voice or chat session with a remote agent. United Airlines offers this as Agent on Demand.
Can this run on our existing Cisco or Amazon Connect contact center?
Yes. Totalix for Cisco and Totalix for Amazon Connect add the workspace, AI guidance and knowledge on top of your routing, with no re-platforming.
What happens when Cisco UCCE 12.6 support ends in December 2027?
Totalix for Cisco keeps the agent side current and gives you a path to the cloud on your own timetable, while Finesse stays the desktop for as long as you want it.
Does it work for staff who are not at a desk?
Yes. Totalix Mobile gives gate, ramp, front-desk and ship-board teams the same workspace on a phone or tablet.
How many languages are supported?
Chat is translated in real time, and video and voice contacts are routed by language skill, so passengers are served in their own language wherever an agent with that skill is available.
How quickly can a new team be live?
A new Totalix tenant goes live in minutes. A typical airport or hotel deployment is measured in weeks, not quarters.
