Customer Journey Analytics

What is Customer Journey Analytics?

Customer journey analytics is a term for a specific kind of business analysis that concerns a customer "journey" or sequential customer experience across channels and over time. Organizations can leverage Interaction History, customer context, and reporting to understand customer behaviors, identify trends, and facilitate process improvements that enhance the agent and customer experience.

Traditional contact center reports look at channels or queues in isolation. Journey analytics instead connects the steps a customer takes over time, such as a website visit, a chat, an email and a phone call, so the organization can see the full path to resolution and where it breaks down. It relies on linking interactions to the same customer and keeping a consistent record of context and outcome.

Common uses include finding points where customers drop out or switch channels, identifying repeat contacts on the same issue, and comparing journeys that end well with those that do not. The findings feed process changes, self-service improvements and agent training. Success is typically measured by fewer repeat contacts, lower customer effort and better resolution across the whole journey rather than within a single interaction.
