Email / Email Channel
What is Email / Email Channel?
Email in the contact center refers to electronic mail exchanged between a customer and an agent. Email features can include subject line parsing, auto-replies, forwarding, Personal Agent Routing (PAR), Last Agent Routing (LAR), dynamic templates, and more.
Email is an asynchronous channel: customers write when it suits them and expect a reply within a stated time rather than instantly. In the contact center, emails are routed to agents or queues much like calls and chats. Features such as subject-line parsing, auto-replies, templates and routing to a personal or last-handling agent help keep each conversation with the right person.
Email remains important for requests that need detail, attachments or a written record. The main operational risks are backlogs and slow responses, so teams set response-time targets and watch queue age closely. Common measures include first response time, time to resolution, the number of emails per case and quality scores. AI can help by classifying incoming emails, extracting key data and drafting replies for agent review.
