First Contact Resolution (FCR)
What is First Contact Resolution (FCR)?
First Contact Resolution (FCR) is a Key Performance Indicator (KPI) for contact centers. FCR rates are directly related to customer satisfaction rates. Upstream Works can help you measure FCR across all channels using Contact Reasons with FCR thresholds. Our products provide out-of-the-box First Contact Resolution reports highlighting agents or teams that require training and coaching.
First contact resolution measures the share of customer issues resolved on the first interaction, with no need for the customer to call, chat or write back. It is usually tracked by contact reason and by channel, and many organizations count a contact as resolved only if the same customer does not return about the same issue within a set period.
FCR matters because unresolved contacts generate repeat demand, which raises cost and frustrates customers. Low FCR for a particular contact reason often points to missing knowledge, limited agent authority or a broken process elsewhere in the organization. Teams improve it by giving agents better context and guidance, fixing root causes and coaching the agents or teams whose results fall below threshold.
