Contact Center Knowledge Base
What is Contact Center Knowledge Base?
A contact center knowledge base is a centralized database of dynamic information that can be easily referenced during a customer interaction. Knowledge management tools allow customers and contact center agents to search and access the same database of information, enabling self-service while also empowering agents with knowledge that helps them resolve issues more quickly.
A knowledge base typically holds answers to common questions, policies, procedures, troubleshooting steps and product information. When the same source feeds both self-service and agents, customers and staff get consistent answers, and updates only need to be made once. Increasingly, knowledge bases also supply the approved content that AI assistants and bots draw on when they generate responses.
The value of a knowledge base depends on governance: who owns each article, how often it is reviewed and how outdated content is retired. Common measures include search success, article usage, how often agents need to escalate for an answer, and resolution on the first contact. Searches that return nothing useful are a good signal of what content to write next.
