Self-service

What is self-service?

Customers are increasingly opting to serve themselves when feasible, through IVR, knowledge portals, and bots. Self-service lets customers resolve simple needs at a time that suits them, without waiting for an agent.

Self-service covers any channel where customers resolve a need without a live agent. Common forms include interactive voice response (IVR) menus, web and mobile knowledge portals, FAQ pages, account portals, and chatbots or AI agents that answer questions and complete simple transactions. Customers often prefer it for quick, routine tasks such as checking a status, updating details or paying a bill.

Self-service works only when it actually resolves the request. When it fails, customers contact an agent anyway, often more frustrated and after repeating effort. Good practice includes keeping content accurate, designing for the most common contact reasons, and offering an easy route to a person along with the context of what the customer already tried. Teams measure successful completion, escalation to agents and repeat contacts after self-service, not just containment.
