Customer Journey Optimization

What is Customer Journey Optimization?

Customer journey optimization is achieved by mapping and integrating all customer interactions, channels, and data across the enterprise through a single agent desktop. The goal is to remove friction and repeated effort at each step a customer takes to get something done.

Optimization starts with understanding the journey: the sequence of steps and channels customers use to complete a task, such as opening an account or resolving a fault. Mapping and analytics show where customers stall, switch channels, abandon or contact the organization more than once. Those points are where changes in process, self-service content, routing or agent tools tend to have the most effect.

Bringing interactions and data into one agent workspace supports this work, because agents see the full journey and the organization captures it consistently. Results are usually tracked through measures such as customer effort, repeat contacts, completion rates, resolution on the first contact and satisfaction. Optimization is ongoing: each change is measured, and then the next friction point is addressed.
